Use confirmation language:
- “Is that monthly or annual?”

- “Which document can verify that?”

Client objective versus product request
A client may ask for a five-year fixed product. The broker should still establish the objective behind that preference:
- payment certainty
- expected move or remortgage date
- concern about rates
- future income change
- early-repayment flexibility
- fees or monthly payment priorities
The requested product is part of the conversation, not the completed suitability conclusion.
Lender calls: capture status without treating it as a decision
After an approved lender or administrator call, record:
- case reference
- person and department spoken to
- question asked
- information provided
- whether the response is general criteria or case-specific status
- documents or action still required
- expected next review
Update the live case file. A spoken indication should not be presented to the client as a guaranteed approval.
The meeting-to-case workflow
- Use the firm’s approved recording and processing method.
- Explain the purpose and handling to the client.
- Run the conversation naturally while clarifying critical detail.
- Generate the transcript as source material.
- Correct names, dates, figures and speaker attribution.

- Obtain and check required evidence.

- Issue required written communication through the approved process.
- Apply retention separately to audio, transcript and final case record.
Current regulatory principle
The current FCA mortgage rules require advice, where given, to be suitable for the customer and based on relevant facts about their needs and circumstances. A recording tool can support information capture but does not determine suitability.

Fraud and inconsistency
